Managed Services Levels - Citrus Consulting - New Zealand

Entry Level “Value Add” Support Services:

– NetApp Storage Monitoring (Monitoring through NetApp Unified Manager –Alerting)

– Log, track and maintain call/case status

– Monitoring the progress of cases

– Escalation procedure management

– Telephone Support

– Monthly

    • Monthly Capacity/Risk/Health report
    • Alarm and risk advice for remediation and mitigation.

– Quarterly

    • Service management meeting as required. (Conference Call)

– General Services based on a predefined number of pre-purchased hours which can be used for:

    • Addressing issues logged through the Citrus Online Customer Portal
    • Additional planned service (config changes etc.)
    • Fixes for issues not part of the replication services

– Respond to the call within the Response Time defined as per schedule 1

– 8 AM to 5 PM Mon – Fri Support.

Tier 3 Support Services consists of:

Tier 3 Support services are typically aimed at customers who have an experience IT team. However, they may still need a level of comfort that they can access, highly skilled resources regarding unusual issues or complex functions that are not standard activities.  This service includes the following:

  • 24/7 telephone support or coverage as agreed to
  • NetApp Storage Monitoring (Monitoring through NetApp Unified Manager –Alerting)
  • Log, track and maintain call/case status:
  • Monitoring the progress of cases
  • Escalation procedure management
  • Telephone Support
  • Monthly Capacity/Risk/Health Report

Enhanced Support Services consists of:

The activities that are defined below in that they are predictable, repeatable and are executed on a defined frequency, e.g. daily, weekly & monthly. Enhanced Service activities are provided to a company on a fixed price basis and invoiced monthly in advance as per schedule 1. The Core Service activities consist of:

– Daily

    • All systems covered under the agreement will be monitored by NetApp OnCommand suite of tools with alerts directed to a Citrus support email address.
    • Disk-based backup verification checks

– Weekly

    • Work to the Requested change control (as per Schedule 1)

– Scheduled Maintenance.

    • One Data ONTAP upgrade per year per cluster

– Monthly service management reporting & governance meeting as required.

– General Services based on a predefined number of pre-purchased hours which can be used for:

    • Addressing issues logged through the Citrus Online Customer Portal
    • Additional planned service (config changes etc.)
    • Fixes for issues not part of the replication services, NetApp support case management and coordination.

– Extended hours support

Comprehensive Support Services consists of:

The Service provided in “Value Add” and “Enhanced” services in addition to the Service activities defined below that are predictable, repeatable and are executed on a defined frequency, e.g. daily, weekly & monthly. Comprehensive Service activities are provided to a company on a fixed price basis and invoiced monthly in advance as per schedule 1.

The Comprehensive Service activities consist of:

  • Storage Administration tasks
  • Storage based change requests
  • NetApp mandated system OS & F/W updates
  • Monthly service management reporting & governance meeting.
  • Service Credits for Variable Service tasks and activities.
  • NetApp support case management and co-ordination.
  • 24/7 support
